Helen Roxburgh: When people talk about client service in our industry, they often mean efficiency, a speedy response to an email, clear reporting, making sure that things work smoothly. And those things matter. They’re the baseline of good service. But at Baillie Gifford, we think client service goes further than that. For us, it’s about relationships, not transactions. We speak a lot about being long-term in how we invest, how we run our business, and in the client relationships that we build. Some of our client relationships span decades. In fact, our longest-standing client has been with us for over 100 years. That continuity gives us a deep understanding of our clients’ organisations, their values, and what really matters to them. It helps us build trusted, long-term partnerships and mutual respect.

These relationships are professional, but they’re also human. Our clients know us, the individuals that they work with, and we know them. Face-to-face interaction plays an important role in this. Inviting clients into our office helps them understand our culture, and spending time with them in their own environment tells us a great deal about their priorities and the context they operate in. That depth of understanding really matters when circumstances change. Over time, our clients’ needs evolve, because markets change, regulations change, or their own objectives shift. Great client service is about listening carefully and being honest about what’s possible, adapting solutions so that they remain right for the client, even when that means rethinking the original plan.

Putting clients first really shows up in difficult moments. During periods of volatility, it means clear communication, realistic expectations, and the confidence to make hard decisions in the client's long-term interest. We can do this because of how we're structured.
